Recently, I faced a situation that tested my ability to adapt and maintain clear communication under pressure. Here’s what happened and what I learned.
The Case Study:
We were contacted for a last-minute cleaning request, which I agreed to accommodate despite the tight schedule. The client requested eco-friendly, green products, which we provide for our recurring "green" clients but do not keep stocked in bulk. The day of the service, we were running very late and due to the time crunch, I made the decision to proceed with our standard cleaning products, believing the job’s timeline left no room for delays. This became the first of several missteps that set the tone for the day.
Upon arrival, the client was present and wanted to be present for the cleaning process. This is not unusual. They complained most of the time about the renovations they received and having to get them redone. During the process, they began pointing out issues, including concerns about the concrete floors. They speculated we caused the “damage,” although I clarified the appearance was temporary because of the type of flooring and it being damp. Additionally, they expected us to move heavy furniture to clean behind, something I wasn’t comfortable doing due to newly painted walls.
What was originally quoted as a three-hour job turned into six hours of meticulous cleaning. Despite completing the job, the experience left me reflecting on how to better handle similar situations in the future.
Lessons Learned and Key Take Aways
Communication Is Key: Always clarify expectations upfront and clarify them again upon showing up the the service. How many times have you performed a walk-through, quoted a price, and when the cleaning crew comes to do the job it looks completely different?
During the initial consultation, ask specific questions about cleaning preferences, product requirements, and additional services. For example:
Are there eco-friendly product needs?
Are there fragile or sensitive areas we should avoid?
Explain to the customer that if any changes occur between the initial consult and the scheduled service, the price is also subject to change.
Some of the issues we encountered could have been avoided with proper communication and setting better boundaries. I should have never scheduled a "last-minute" clean with a new client.
Establish Clear Boundaries: It’s important to set realistic expectations. For instance, moving heavy furniture poses safety and liability risks. Explaining this upfront prevents misunderstandings. Consider offering a detailed scope of work that defines what’s included and excluded.
Adaptability Matters: In any service industry, flexibility is vital. While I couldn’t meet the product request in this instance, offering an alternative solution (such as rescheduling with appropriate products) could have been a better approach.
Follow-Up and Feedback: After the job, I apologized for not meeting the product expectations and invited feedback. While the client didn’t respond, reaching out demonstrates accountability and a willingness to improve. Facility directors can appreciate a proactive approach to problem resolution.
